Machine customers will soon be basic which means being found stops being an advantage and becomes an expectation. What is left is what happens after: whether customers remember you. And here is the shift almost nobody has budgeted for: the faster the digital side accelerates, the scarcer human connection becomes. The human touch is becoming the new premium. Built around three shifts — Hero, Human, and Habits — we looked at what actually earns that memory. Not technology, not budget, but a culture where people are allowed to use their magic, and where somebody notices the thing nobody asked them to notice. For years the human gesture has been budgeted as a cost to cut. It was never a cost. It was the product. And building it does not require a transformation programme. It starts with 1% magic every day: how you greet someone, how you train someone, how you decide when the rulebook says no. Small enough to start tomorrow. Big enough, that together, you can change everything.

From Toy Under The Bed to Magic

The faster the digital side accelerates, the scarcer human connection becomes. And scarce things do not get cheaper, they get expensive. Look at what is already happening: banks opening branches while their competitors close them, supermarkets building slow checkout lanes for people who want to talk, coffee shops opening spaces for their community. The human touch is becoming the new premium.

That is the difference between service and hospitality. Service is delivering what was promised. Hospitality is what happens when someone goes beyond it, unprompted, because they noticed something nobody asked them to notice. Customer loyalty is won in the big moments, not in the basic moments. Emotionally connected customers are worth 52% more than merely satisfied ones, and satisfied is the most dangerous place a company can sit. Because customers are not comparing you to who you were five years ago. They are comparing you to the best experience they had last week, from anyone, in any industry.

The Cult(ure): Hero, Human, Habits

If human connection is what earns the memory, the question becomes practical. How do you get that behaviour out of people who are not naturally exceptional, every day, when nobody is watching? Not with a training programme. With a culture, built on three things.

Hero: Most companies cast themselves as the hero of their own story. Our product, our innovation, our transformation. But nobody tells the story of the Fairy Godmother. The customer is Cinderella. Your job is to make the transformation possible, then let them tell it and be the hero of it.

Human: Rules protect the company but judgement serves the customer. Every organisation has policies written by people who were not in the room when it mattered, and staff who follow them correctly while failing the person in front of them. The fix is giving people permission to be human. One telecom client built an initiative around a single sentence: you will not be penalised for bending a rule when it comes to helping customers in tricky situations.

Habits: Culture is not what you believe, it is “the way we do things around here”. Good experiences are not delivered only by good intentions, they are designed. A restaurant team using silent hand signals so any waiter can bring the right water within seconds. A beautician who asks every client, before the session starts, what they feel like talking about. Southwest borrowing its ten-minute aircraft turnaround from a Formula One pit crew.

Your 1% Magic

Every organisation already has magic spotters: the people who notice the thing nobody asked them to notice. Erik noticed a guest was frightened. A postman noticed a seven year old’s handwriting and did not bin the letter. None of them had a bigger budget. They were paying attention. Most organisations have these people already and most of them have learned to keep quiet, because nobody ever asked them. So find who they are and allow them to be the magic spotters. Give the role a name and give it to people at every level, so that noticing becomes somebody’s job rather than an accident. Then make it a daily practice rather than a project: create 1% magic every day, in how you greet someone, how you train someone, how you decide when the rulebook says no. Small enough to start tomorrow. Big enough to change everything.
