Transformation 1: Alignment

Customer centricity does not happen by accident. It requires aligning leadership, employees, and strategy around a single shared goal: delivering superior customer value.

Most organisations struggle because their teams operate like moles (silos), each focused on their own tunnel, blind to the customer above. Leadership sets the tone, but if the vision never reaches everyone, nothing changes. A customer-centric strategy doesn’t come to life through a single initiative, but through repeated habits, practised consistently, every single day, in how you run a meeting, how you handle a complaint, how you make a product decision. And it starts with everyone, regardless of their role and seniority, asking themselves the right question. Before every decision, every conversation, every action: “Am I looking at this from the inside out — or through the lens of our customer?”

Transformation 2: Closing the Gap

There is a well-documented perception gap: 80% of companies believe they deliver a superior customer experience. Only 8% of their customers agree (Bain & Co.). That gap does not close by trying harder at the same things. It closes by understanding customer needs at a deeper level.
Bain’s pyramid of needs describes four layers: functional (does it work?), emotional (does it feel right?), life-changing (does it make a real difference?), and social impact (does it stand for something?). Most B2B companies operate almost entirely at the functional layer. But the companies that earn loyalty and advocacy, operate at all four.

Transformation 3: Your Mindset

The most powerful transformation is the one that happens internally. It requires three shifts, not occasional gestures, but daily habits that change how you see every customer interaction.

BE EMPATHIC: Empathy is s a business decision. It means deeply understanding the customers reality and doing something to help. Protocols and policies are necessary, but they can also tie employees’ hands at the exact moment a customer needs them most. The shift is learning to Find the Yes, using your judgment to bend the process in service of the person. Because customers remember how you made them feel long after they’ve forgotten what your product does.

BE CURIOUS: Curiosity is what separates companies that grow from companies that stagnate. It works in two directions: outward, looking beyond your own industry as the best ideas often come from somewhere completely unexpected; and inward, understanding your customer’s internal world. Eighty percent of product features are rarely used, because customers describe the solution they think they want, not the problem they actually have. The job is to fall a little deeper and love with the customer’s problem.

BE PROACTIVE: Right now, there are conversations happening inside your customers’ boardrooms, about whether they could build something themselves. Research shows that 80% of AI projects fail, but that almost doesn’t matter: the belief that they can build is enough to change how they renew, how they invest, and how long they commit. The answer is to stop being a vendor and start being a growth partner, showing up every quarter with insight and ideas, not just at renewal time. Be an extension of their team and understand the human behind the customer. Make it impossible for them to imagine their growth without you.

A Word on Change

In a world where technology is commoditised and AI is changing what customers believe they can build themselves, the companies that will win are not the strongest or the biggest. They are the most responsive to change. The snake doesn’t resist shedding its skin. It doesn’t hold on to what it was out of habit, or fear, or comfort. It sheds what no longer serves it, and emerges renewed and stronger. The same is true for every one of us in this room. Customer centricity is not a destination you arrive at, it is the act of continuously shedding what no longer serves your customers: your assumptions, your habits, your inside-out thinking, and choosing to see the world through their eyes instead.
